Overview

The Real Time Analyst (RTA) plays a vital role in overseeing live operational performance within a contact center environment. This position ensures that staffing aligns accurately with forecasted demands, maintains target service levels, and efficiently utilizes resources to meet organizational goals and enhance customer experience.

Primary Responsibilities

  • Continuously monitor real-time contact center performance across channels including voice, chat, email, and social media.
  • Track vital KPIs such as Service Level, Average Speed of Answer, Abandonment Rate, Occupancy, Adherence, and Queue Performance.
  • Detect and promptly communicate operational risks or deviations from forecasts.
  • Implement urgent actions to maintain service quality, adjusting schedules and optimizing workforce deployment as needed.
  • Supervise agent adherence to schedules and coordinate staffing requirements with team leaders and managers.
  • Manage non-call activities like breaks, meetings, and training to reduce operational disruption.
  • Advise on overtime, voluntary time off, shift extensions, or resource reallocations in response to demand changes.
  • Generate intraday performance reports and analyses for operations teams and leadership.
  • Investigate staffing variances and call volume trends to offer actionable recommendations for better resource use and service improvement.
  • Maintain thorough documentation of operational interventions and their outcomes.
  • Communicate performance updates and staffing advice to stakeholders and escalate critical issues swiftly.
  • Engage in workforce management and operational review meetings for ongoing improvement.
  • Employ workforce management and contact center technologies such as NICE, Verint, Genesys, Avaya, and Cisco for accurate monitoring and reporting.

Qualifications

  • Bachelor's degree preferred or equivalent professional experience.
  • 1–3 years of experience in workforce management or contact center operations, ideally as a Real Time Analyst or Workforce Coordinator.
  • Solid knowledge of contact center metrics and workforce management strategies.

Skills & Competencies

  • Strong analytical and problem-solving capabilities.
  • High attention to detail and capacity to perform under pressure.
  • Proficiency with advanced Microsoft Excel and report generation.
  • Familiarity with workforce management platforms like NICE, Verint, IEX, or Genesys.
  • Effective interpersonal communication and stakeholder management skills.
  • Ability to multitask and make swift decisions in fast-moving environments.
  • Excellent organization and time management abilities.

Working Conditions

  • Willingness to work shifts including weekends and public holidays according to business needs.
  • Flexibility to support 24/7 contact center operations environment if required.
